Many of you reached out to us via Twitter last night and today regarding a situation a Customer Twittered about that occurred on a Southwest flight.  It is not our customary method of Customer Relations to be so public in how we work through these situations, but with so many people involved in the occurrence, you also should be involved in the solution. First and foremost, to Mr. Smith; we would like to echo our Tweets and again offer our heartfelt apologies to you.   We are sincerely sorry for your travel experience on Southwest Airlines. 

As soon as we saw the first Tweet from Mr. Smith, we contacted him personally to apologize for his experience and to address his concerns on both Twitter and with a personal phone call. Since the situation has received a lot of public attention, we'd like to take the opportunity to address a few of the specifics here as well.

Mr. Smith originally purchased two Southwest seats on a flight from Oakland to Burbank – as he’s been known to do when traveling on Southwest.  He decided to change his plans and board an earlier flight to Burbank, which technically means flying standby. As you may know, airlines are not able to clear standby passengers until all Customers are boarded. When the time came to board Mr. Smith, we had only a single seat available for him to occupy. We are responsible for the Safety and comfort of all Customers on the aircraft and therefore, we made a judgment call that Mr. Smith needed more than one seat to complete his flight. Our Employees explained why the decision was made, accommodated Mr. Smith on a later flight, and issued him a $100 Southwest travel voucher for his inconvenience.

You've read about these situations before. Southwest instituted our Customer of Size policy more than 25 years ago. The policy requires passengers that can not fit safely and comfortably in one seat to purchase an additional seat while traveling. This policy is not unique to Southwest Airlines and it is not a revenue generator. Most, if not all, carriers have similar policies, but unique to Southwest is the refunding of the second seat purchased (if the flight does not oversell) which is greater than any revenue made (full policy can be found here). The spirit of this policy is based solely on Customer comfort and Safety. As a Company committed to serving our Customers in Safety and comfort, we feel the definitive boundary between seats is the armrest. If a Customer cannot comfortably lower the armrest and infringes on a portion of another seat, a Customer seated adjacent would be very uncomfortable and a timely exit from the aircraft in the event of an emergency might be compromised if we allow a cramped, restricted seating arrangement.

ha ha, discrimination... blah blah... The rest of the world doesnt have an obesity problem like the US,so whats you point? there are different genetics in all those other countries? Hmm,,, yeh... Americans are given an excuse for everything! quit blaming your poor eating habits, and laziness on genetics... anyone can be fat if you dont look after yourself... why should others pay for it? Being fat is nothing like being tall, black, white, short... quit comparing being fat with these things... all it does is feed the root of the problem... laziness, and more excuses to not "try" and improve your quality of life. Talk about "enabling" (dont even get me started with the other crazyness thats called "comfort animals" ha ha ha ha ha, again, its ONLY an American thang...) It looks like soon you won't have the problem of not enough space to accommodate the average American in your flights, as it sounds as though they will soon be half empty. Perhaps it's time to take a look at your policies and your seat size. It might also help to give lessons on etiquette for your flight personnel. What ever happened to the "service" part of the service industry? Whomever had the bright idea of okaying this "apology" might have to take some responsibility for that outcome.

Thanks, Southwest, for implementing this policy for the good of all travelers. This particular passenger should have known, because of his size, to ALWAYS PURCHASE 2 SEATS!!! I have been squashed between 2 heavy set individuals also, and it makes for a miserable flight for me. I weigh 130 pounds and he should be more considerate of his fellow travelers!

As I read through this thread I am more and more convinced that I will fly Southwest whenever I can! SA enforced a policy protecting us from the self-centered mentality of the obese. No one forced the big mac, fries, shake, pizza etc down your throat. To call obesity a handicap is insulting to those who have no choice. To equate Kevin's treatment to racism is just plain ignorant. And now all the over privileged obese are planning to boycott! YIPPEE that means I will not have to dread walking to my seat to find half of it taken over by the gynormous person next to me. KUDOS Southwest Air - you have a new customer for life!

Thank you for enforcing this policy. I have been the person stuck next to someone overflowing into my seat in other airlines and it is really, really uncomfortable. I know people are rooting for Mr. Smith, but the fact of the matter is that it works both ways. Thank you again SWA for sticking to your policies.

I like the fact that this blog is titled "Nuts about Southwest". Kevin Smith needed two seats. He was on standby, which means that he can only board the plane when there are available seats. The flight only had one seat. That poor person who actually had a ticket for that flight and had to sit next to Mr. Smith would be the one who would suffer. Kudos to Southwest for protecting THAT person's right to have a comfortable flight. So-called "annoying" rules that we don't like are put in place to protect us all. If there were no parking meters then we'd have asshole piggies parking their cars there permanently and we'd never be able to park anywhere on the street. Mr. Smith is a whiner. He's fat because he doesn't exercise any self-restraint. It was his impatience that made him take an earlier flight. Now he's crying because he can't push his blubber onto a paying ticket-holder. Boo hoo hoo silent Bob. Go back to making your silent potty jokes.

This whole affair is going to make me think twice about traveling on SWA. I'm large too (fat, if you would prefer) and I have never purchased 2 tickets on a SW flight, usually have to use the seat belt extender and have never gotten kicked off a flight. I can get the arm rest down but it is a squeeze. I'm also a business traveler and can use my company's dollars on a different airline, which I'll probably do on my next flight to S CA. But c'mon: "NOT SO SILENT BOB" as a title? That's pretty poor, Christi Day. But you're just a snarky little TX b**tch (rhymes with witch) that is probably god-fearing and all knowledgeable in her first job as an "Emerging Media Specialist and Spokesperson" (read: paid blogger). Girl, you have a lot to learn about customer service. One thing I will add is: this blog isn't very "Christian" of you. Hypocrite.

Who are you kidding Southwest? I mean seriously, I have run the entire gammit of sizes and I have been on planes when I was smaller and when I was bigger than this guy. Never in my entire flying history (as a corporate executive) has such an appalling thing happened to me and if it did I would be mortified and I would likely sue you for the infliction of emotional distress. If in fact your staff felt this way, he should have been notified prior to entering the plane, period. Please do not try to spin discriminatory behavior which has no place in modern day society to your liking. When the day comes that you remove every screaming baby, every smelly human being and in general every annoying person who feels they have to scream to carry on a conversation, to make my flight better, then and only then are you justified in such moronic behavior. I am also in marketing and public relations and I am writing a release to my organization of over two million advertising professionals and asking them to kiss you kind of "LUV" goodbye!

It seems the only thing larger than Kevin Smith's girth is his insulting sense of entitlement and ego. If you think this about a seat on an airplane, you'd be wrong. This is about Kevin's sense that he is owed something and his sense that he can inconvenience other passengers by letting his rolls of fat FLOP over into other peoples space. That is OK with Kevin. As a frequent flier, I can't tell you how annoying it is to sit next to someone who INTRUDES into my space and comfort - which I PAID FOR BTW! This is also about Kevin Smith making being OK with being FAT in his mind and on his hips. This is about a guy who wants to be OK, by making everyone else NOT OK. Kevin is symptomatic of the current national tendency to PANDER to misfits and malcontents and coddle them. The media loves to give a guy like this a megaphone and sell it as substantive news. I will fly Southwest Airlines at every chance and BOYCOTT this Idiot's movies. I read today that SW apologized. DON'T do that! Kevin is 4 years old and needs an abject lesson in getting along with others and respect for reasonable rules of engagement in society. What a disgusting sloth of a human....not his body, rather his personality, disregard for others and overall sense of "it's ALL about ME". I FLY SouthWest!

I've just come from Kevin Smith's podcast, and this release fails to address the incident. For those who are not familiar with his side of the story, I'll put a few points on display. 1. The attendant who delivered the order to remove him from the flight said that it came from the captain, but Kevin claims that it there was no line of sight between him and the cockpit. The judgment of whether or not he encroached on his neighbors did not actually come from the pilot or was determined before he was seated. After he was ejected, the attendant who conveyed this message initially refused provide the name of the captain. She also would not repeat where it came from when pressed on the issue. He believes he was lied to about the process that led to his removal. 2. Kevin claims that he could have demonstrably buckled up if asked, and that he did in fact lower the arm rests. Then he asked his two female neighbors of they were alright with the arrangement. One woman said that it was only a one hour flight. The other said she was fine. According to Kevin, none of this was even briefly considered. 3. The $100 offer was not made as a compensation for his time and inconvenience, but rather as a peace offering. He was picked out of a crowd full of people and made a spectacle. He even said that if he weren't so comfortable with being fat it would have been not only embarrassing but actually painful. Making a low ball offer for someone's dignity could be considered offensive. It's not about money. You can make it about money, and they say that everyone has a price, but it's probably classier to treat people as if they are unique. This letter boasts the voucher as an appropriate gesture of customer care, when it actually became another, albeit minor, grievance. 4. Most importantly, and this is what set him off more than anything, is that once he got situated on a later flight -- with his extra ticket -- there was a large girl who sat on the end of the aisle, with the extra seat between them. Before takeoff, this girl was briefly escorted to the front and encouraged to buy an extra ticket in the future. But she was permitted to fly this time, so long as she asked Kevin Smith to use part of his unoccupied seat. I mean, Jesus. Is that kind of humiliation really necessary? That is what made him really lose his temper, and this bureaucratic morsel of an apology makes no mention of it.

Note to all: Read both blogs b4 commenting. I believed in what Kevin said and think that he's definitely fair. He didn't get booted b/c of his size b/c he fitted fine under SWA's own rule but b/c of a mistake by SWA employee(s). In this case, SWA's blog is wrong and indeed self-serving. SWA, if you don't apologize, correct the blog and state the facts, then don't brag about being customer service oriented again, ever. For those that are not fat due to medical condition(s) and believe that "I am fat, thus" -> Airlines' seat must be bigger, cars must be bigger, chairs must be bigger the 'world' should be bigger ... I say 'no', you are the problem and you should be thiner! Here, I have a better idea, stop complaining and start your own airline. Call it FatA** Air. I want to see how many of you can all fit into one plane and how much each ticket will cost for your airline to turn profitable. For those that irrationally just sold their SWA stocks, I say 'thank you'!!! I just bought the stocks you sold!!! For those that vow not to fly SWA again and go United. I am sorry to tell you that economy seats on United (and most traditional US airliners) are even smaller than SWA. But hey, there's always Business and First Class!!! I am sure you can afford that all the time from here on out. I am a frequent United customer. Do you know United charges $175 for an overweight luggage? So, for some of you that suggested the airfare should be charged based on weight, how cool would this be? I agree that the rule is vaguely written. I think it should be crystal clear and we should have a 'flab meter' seat in front of each gate for people with questionable size to sit and see if they fit or not. Or, how about a dimensional scanner to precisely measure your 'girth' down to the millimeters so there won't be a mistake whether you are 'too fat' or not. This way, we all can be sue-happy and make those blood sucking lawyers even richer!!! Yippee!!!

I am a frequent flier on American, Jet Blue and Virgin America-- I used to fly primarily on Southwest. I quit when I saw people being forced to buy two seats - some of whom did fit in the seat with the armrests down (as I do). Who wants to risk that sort of thing happening to them?

You know I fly a couple times a year and I'm a big girl. I can tell you one thing if they humiliated me like that I'd have some choice words for them too. Considering over 75% of America is over-weight how can you say it's not a revenue generator. Let's just call you Hitler Airlines because soon you'll only be able to fly if you have blonde hair, blue eyes, and a preset % body fat. First of all I am a "person of size" I am 6' 4" 250 and I have flown SW on Numerous occasions Unfortunately I am sure that my knees were in the back of the person in front of me. I apologize. I think that the screaming child in the seat in front of us all might have been a bit more annoying. Not to mention the smell of dirty diapers for over an hour. Oh and the fact that the person next to me fell asleep and ended up on my shoulder. Kevin Smith is not that large that he would affect anyone elses comfort. Period. I also find it interesting that sooooo few of the SW supporters have the decency to include a name. HMMMMM

Dear Kevin, I am one to respect all people no matter what! But, I'm compelled to tell you my story. Recently I flew on SWA. I was close to the last to board ( not a problem for me ). There was a man about the same size as you sitting on an aisle seat with his tray and the middle tray down with something on both trays. It appeared that the middle seat was taken (a women was seated at the window). Very short on seating at this point, I asked the gentleman if someone was sitting there. He said "I don't think so" and picked up his things. I was able to buckle my belt but his whole being spilled over onto and into my space. I am average in size, easily a bigger person could fit confortably next to me but this man was just too big. He knew it as he tried to make it look like someone was sitting in the middle seat. His wife knew it as she sat across the aisle instead of right next to him. I felt bad for him and flew the whole way with my elbows tucked close to my body. Why did I feel bad?? Because I'm respectful, that's why. He had me pinned against my seat with the overflow of his arm. I think you know as well as him that you too should have two seats. It's your business if you choose to be a ++ size but it's the airlines business and obligation to regulate it for the comfort, safety and common sense of the other passengers. In my opinion, SWA does not owe you an apology or a $100 voucher. SWA did not make any mistakes because of who you are??? I'm sure you and the gentleman I sat next to made more than once what could have been a delightful trip, very very uncomfortable. What is all this public notoriety getting you, really??

Well, Christi, if Southwest Airlines was so "heartfelt" in its apology toward Mr. Smith, it wouldn't be necessary to justify itself. Your policy gives a green light to your staff to treat heavier people in a crude manner. After hearing Mr. Smith's story, as well as the experiences of lesser known people, I am convinced that your staff must enjoy teasing heavy people and loves to use this policy to do it. I am a heavy person myself. I am not so heavy that I would be kicked off of one of your flights (although after this story, I wonder). I have a thyroid condition...I've dieted several times and lost weight, but never down to a weight in which I would be considered thin. I have also flown Southwest several times. Lately, I've avoided it because of its ridiculous cattle call style of boarding. However, this incident has solidified my intent to never purchase a Southwest ticket ever again...no matter how much cheaper your flight is. I firmly believe that a corporation that prides itself on enacting a policy which humiliates people does not deserve to be in business. I hope your company goes bankrupt. P.S. usually AirTran beats your prices any day of the week.

Having travelled many years with my late husband, who required more than one airline seat, I believe the Southwest policy is more than fair. It is upfront and honest. Other airlines would rather you purchase a first class ticket. My late husband was also too heavy for that. I suggest Mr. Smith could be a little more honest with himself, and a little more considerate of those who must sit next to him. I speak from experience when I say available space is only the beginning of the problem. It extends to sweat and smell and an inability of the others on the plane to solve the problem without causing a scene. Especially given the fact Mr. Smith can afford other travel options, he would do well to exercise them - or himself.

I read this story, and it seems that SWA discriminates against people due to their weight, AND gender. Looks like you all just happened to pick the wrong person to single out, and humiliate. How many "regular" people have your employees singled out and humiliated? What really bothers me is that Kevin Smith wasn't trying to fly for free, and he DID purchase a second seat. The flight was stand by, and he had two tickets BEFORE HE WAS SEATED. Please tell me why it would be OK to treat a paying customer who purchased two seats in this manner? Why did the pilot not ask someone who entered the plane after Mr. Smith to exit the plane due to there not being enough seats, after all, it is stand by? There still would have been the same amount of people on the plane, the other person would have left gracefully, and there would have been no reason to single out and humiliate a man over his size, who purchased two tickets. Why is it OK for SWA or ANY Airline to discriminate against certain people when it grounds for monetary compensation for any other company? I have to wonder if your hiring policy is the same as your fly policy: NO FATTIES I have never seen a fat flight attendant on a SWA flight. Maybe you need to rethink and revamp your flight policies and think about the people you have offended and the people you will continue to offend with your socially incorrect policies. FYI Christi Day: SWA should give me your job, because you completely suck at PR. If you were attempting to better the image of SWA, you have failed most miserably. The title for your blog is just another way to attempt to insult and humiliate Mr. Kevin Smith. You did not bother with the facts, and if that apology you claim you issued Kevin Smith was a shoddy as this poorly written blog, I can see how he wouldn't have realized he was being apologized to. You should think of a new line of work.

Im glad ur standing up for larger people. Ive been bigger since I was a teenager. I am afraid of flying. I'm plus sized and Im not sure but I am planning on flying in August and wanna lose some more weight before then. I will prob be checking measurements before then. I dont wanna be embarrassed. I would be horrified. That is ridiculous. There does need to be a policy change. Average people are larger. I believe fat people are discriminated against sometimes more than blacks, gays, jews, alcoholics, drug users etc. I just dont understand why. Many people gained weight for reasons such as depression in my case or some other reason. People are harsh. I really admire you for standing up for that girl and for all of us ever struggling with a weight problem or ever being embarrassed bc of it.

SW informed Mr. smith he could not take the flight because he was too large to fit into the seat - why is that "offensive", "rude" , "poor service", "unfair" etc ?. It's not SW fault he did not fit into the seat - they are simply being responsible. People in the US have lost sight of what is acceptable body weight and fool themselves that it is ok to weigh 300 lbs and to expect others to feel comfortable having their bodies pressing against them for hours at a time. For all of you people - IT IS NOT OK, WE DONT SAY ANYTHING BECAUSE WE ARE UNCOMFORTABLE AND DONT WANT TO HURT YOUR FEELINGS.

The people commenting on here are ridiculous. The only reason Southwest "rolled out the PR machine" is because Kevin is a Celebrity who used his social powers to share his side of the story with a large amount of people. Southwest is entitled to their side of the story and whether you think their policy is crap or not, it's still their policy and they followed it. I don't see ANYTHING wrong with what Southwest did and the only reason that this story has any attention is because he's a celebrity. If he was a nobody, no body would care. So you people complaining about SWA PR post should maybe think about your indoctrination to trust a celebrity with a 140-character blog at his dispose to trash a company when he made a choice against their policy. By the way, standby always boards last and the person that checks your boarding pass isn't flying on the plane, therefore doesn't make choices on who is going to fit. Standby is a privilege only granted if there was room and clearly there was not. People who buy two seats board first and since Kevin was standby, that was not the case. Do you honestly think it would have been less humiliating to ask the person beside them if the man sitting next to them was too much of a fatty for their liking? Now THAT sounds like something to complain about; a customer being forced to make the call over a pilot aware of the policy? What in the hell is wrong with you idiots!? He broke the policy. End of story. I don't care who he is, director or a guy that lives in his grandma's basement selling stuff on Ebay, and anyone that claims that SW is wrong for defending themselves from his ridiculous attacks needs to stick a few more twinkies in their mouth and be quiet. I think the question isn't whether Smith's too fat to fit in the seat per Southwest's policy re: armrests (and I think it's a good policy, for the record--I'm claustrophobic enough on planes as it is)--the question is whether your employees have been trained to handle this kind of situation in a courteous and dignified manner. Did they say, "Hey, lard-ass, get off our plane?" Were they rude or dismissive of Smith when he expressed concern about whether their policy should apply to him? This is always going to be a touchy issue, and Southwest needs to step up to the plate and ensure that their front-line employees are on board with treating everyone with respect in situations like this one. I can't stand his movies and I think he's behaved in a horribly childish way over this issue, whether he can put his armrests down or not. But that doesn't excuse Southwest from responsibility if they handled this issue without common courtesy and sensitivity.

Well I'm glad I won't be flying with all the folks who say they are never flying with SW again. I'm glad to see a company stand by their policies even when someone "famous" challenges it. SW is the ONLY airline I will fly with for a lot of reasons and this just adds yet another one. Kudos to you, Southwest.

He's NOT that fat. I see bigger people than him -- including me -- flying all the time. I won't be flying SW, though, if this is how they treat their larger customers. I understand that some people might require two seats, and that's fair, but not someone his size. Even the people sitting next to him said they were fine with his size! I realize that this incident is an open invitation for morons (who are perfect in every way -- yeah right) to bash fat people, say the smell, they're dumb, etc., but SW, it would behoove YOU not to alienate us fat people. We are the majority these days. Maybe you need to just STFU and offer larger accommodations.

Hey, do us all a favor and make the seats bigger. Times have changed. For better or worse, we're all on average a lot bigger than we used to be. I mean, I'm 5'9" and 200 pounds which is pretty average, and I feel jammed into most plane seats. I can't imagine if I was 6'8" and 275 pounds! How about having more of the "business class" rows? Mix it up a bit. Here's an idea....how about adjustable width seats? I don't know, but somebody needs to start thinking outside the box. If bigger seats means few seats and fewer fare-paying people and therefore higher ticket prices, so be it. If people really want to fly, they'll pay more. Most airlines are already charging for every possible thing (luggage, blankets, etc.) anyway so there are other ways of making up the difference. Asking people to be magically smaller is not the answer.

It's sad that extreme obesity is such a problem that the airlines have had "Customer of Size" policies for 25 years. Sitting next to someone who spills over into my (already cramped) space on an airplane is about as much fun as sitting next to the guy who hacks and coughs through the entirety of a flight. Kudos to Southwest for attempting to minimize the effects of the former on other passengers.

I had a problem with Southwest when I was 425 lbs and flying with family members. They pulled me aside said I had to buy another seat - I never knew about policy when I bought tickets via e-waves. I told them I was sitting with family and why should I pay for 2 seats if they didn't mind my fat hitting their bodies? They weren't going to give me my money back for the seat but they wanted double from me? Although the flight I was on was sold out so how was I getting a second seat? I thought this was very degrading and unfair. If you want to do a policy like this they should require your measurements - like suitcases. Then if you don't fit you would know not wait till you see the fat gal come along in line and tell her you want mo money!

SW seats are NOT smaller than other airlines. IMHO, if you have to wiggle back and forth to get yourself into a seat you need to use 2 seats. I watched a guy do this on an isle seat. The whole time that seat was crying for relief. It was making all kinds of noise. I'd be curious to find out what the MAX weight limit is for a seat row (ABC). It is VERY uncomfortable to have to sit next to someone that you don't know when their body is resting on you. If it goes past the arm rest YOU are into MY seat and I find that offensive in itself. He knows he's too big. He WANTED to get on an earlier flight which made him standby. Why in the world would he not tell an employee that he needed 2 seats. He could have had them double check to see that there were in fact 2 seats left for him without him going into the cabin of the plane. I don't feel sorry for people like this. He obviously knew the policy. He was just being impatient and rude. HE has showed NO class at all. Give me a break here. Wake up and smell the coffee. He is using all of this to get his name out there or to try to cash in on the opportunity to sue. The United States is the most overweight country in the world and the soaring levels of obesity have been attributed to a poor diet of junk food and fizzy drinks as well as lack of exercise. Maybe he should take some time out of his busy schedule as a "producer" and go on "The Biggest Loser". Or maybe that should have been the title of this blog. GO SOUTHWEST AIRLINES!
