Many of you reached out to us via Twitter last night and today regarding a situation a Customer Twittered about that occurred on a Southwest flight.  It is not our customary method of Customer Relations to be so public in how we work through these situations, but with so many people involved in the occurrence, you also should be involved in the solution. First and foremost, to Mr. Smith; we would like to echo our Tweets and again offer our heartfelt apologies to you.   We are sincerely sorry for your travel experience on Southwest Airlines. 

As soon as we saw the first Tweet from Mr. Smith, we contacted him personally to apologize for his experience and to address his concerns on both Twitter and with a personal phone call. Since the situation has received a lot of public attention, we'd like to take the opportunity to address a few of the specifics here as well.

Mr. Smith originally purchased two Southwest seats on a flight from Oakland to Burbank – as he’s been known to do when traveling on Southwest.  He decided to change his plans and board an earlier flight to Burbank, which technically means flying standby. As you may know, airlines are not able to clear standby passengers until all Customers are boarded. When the time came to board Mr. Smith, we had only a single seat available for him to occupy. We are responsible for the Safety and comfort of all Customers on the aircraft and therefore, we made a judgment call that Mr. Smith needed more than one seat to complete his flight. Our Employees explained why the decision was made, accommodated Mr. Smith on a later flight, and issued him a $100 Southwest travel voucher for his inconvenience.

You've read about these situations before. Southwest instituted our Customer of Size policy more than 25 years ago. The policy requires passengers that can not fit safely and comfortably in one seat to purchase an additional seat while traveling. This policy is not unique to Southwest Airlines and it is not a revenue generator. Most, if not all, carriers have similar policies, but unique to Southwest is the refunding of the second seat purchased (if the flight does not oversell) which is greater than any revenue made (full policy can be found here). The spirit of this policy is based solely on Customer comfort and Safety. As a Company committed to serving our Customers in Safety and comfort, we feel the definitive boundary between seats is the armrest. If a Customer cannot comfortably lower the armrest and infringes on a portion of another seat, a Customer seated adjacent would be very uncomfortable and a timely exit from the aircraft in the event of an emergency might be compromised if we allow a cramped, restricted seating arrangement.

hey - for MY comfort - please remove ALL children from the planes - especially those that are screaming bloody murder with snot running out of their noses!! I've had HORRIBLE coast-to-coast flight experiences due to BRATTY children & their INCOMPETENT parents. Since, ya know, you want to make it a comfortable flight for ALL passengers!

I am 6'7" tall and weigh 330 lb's. I am not "Fat" so to speak but I am certainly considerably larger than the average traveler. I am also an pioneer A-List member. I have never been asked to deplane. In fact, when I fly seated in the exit row, your very own flight attendants often state that they are comfortable knowing that i can I have implemented southwest into every company that I have worked in. I can safely say that these days are now over. I hope that Continental and Frontier will enjoy all of my business and personal travel. This situation is unacceptable. When your prices were much lower than the "big boy's" (Continental, Delta, United), the standard Southwest growing pains were tolerable. Excluding the baggage fee's, your prices are no longer lower enough to compensate for the services delivered. Enjoy your continuing decent into a stormy future.

It's about time there was a public stink about this. I will boycott Southwest and all other airlines that discriminate against passengers because of their weight or size. The reality is airlines have been shrinking seats to stuff more people on and NO ONE is comfortable on an airplane. Publicly humiliating a customer such of this is inexcusable, and the headline and this blog post confirm that Southwest is not sorry at all. Sorry, Southwest. Never another dollar from me until the policy is abandoned.

Kudos to Southwest! Its about time an airline would realize how uncomfortable it is sitting next to fat people when you have such limited room in a airplane seat. I wish all airlines would stand up on these issues for the comfort and safety of the passengers. Paying for two tickets when you are obese is only fair, as it costs far more in fuel, which of course the other normal sized passengers would have to pay for. I for one don't like the idea of subsidizing fat pigs travel.

Guys, The fat person policy that you now have is clearly somewhat subjective in practice, and you have no system for administering it fairly yet. There evidently was a heaver person on the plane. To allow Mr Smith to board your plane and sit down and then come over and eject him is in no way a courteous way to treat a customer. You put Kevin Smith in a situation of public embarrassment, and that is just not an acceptable way to treat any customer. Then, you made him wait for quite some time and lied to him about the pilot's involvement. Dreadful customer service! Why did your staff let him board the plane at all if there was a real weight seating issue detected before his boarding? It appears that he was a longtime customer who was treated in a very shabby manner. Now that he is speaking out, you refer to him jokingly in your blog as Silent Bob. The joke is on you for not understanding that customer service is not at all about exchanging barbs in this instance. A sincere apology is required. Think this one over SWA people.

You just lost one of your best allies and one of your biggest (literally and figuratively) customers. It is time for you to come clean and begin the healing. Don't shame Texas any longer. Stop with the Captain Ahab routing trying to catch the white whale that fits in your seat. I am done flying Southwest unless you guys come clean and apologize. Hopefully it will be before my knees need to be rebuilt from flying in the American Airlines Cattle Cars.

Please, maintain your policy! First it is unfair to have to fly next to a fat guy who takes half of the seat you had to pay full price for. I have never seen a fat guy offering his fellow traveler to refund half or a third of his ticket price because he had been using it at your expense. Second we have to pay for excess luggage while a fat guy does not pay for excess weight. And if you are lean (150lbs) with heavy luggage (100lbs) why should you pay way more than your fat neighbor (250lbs) with some luggage (50lbs). Please bill us by the pound, after all you, airlines, treat us like parcels!

I had not only been a southwest customer, but someone who was a frequent flyer; often using southwest every other month and flying all across the country for work. After this, I will NEVER fly on your airline again. I cannot believe how Southwest disrespects their own customers. Not only is their behavior disgusting, but the PR attempts are incredibly embarrassing. I'd rather pay more in this economy and fly with USAIR or JETBLUE then ever step foot on your plane again. Good Riddance.

Come on people, Southwest is the greatest airline in the US. The facts are, if he cant fit in the seat, or he is a safety issue such as emergency egress, he has to move or leave. I fly several times weekly, and I am sick and tired of someone elses body parts in my space. I'm tired of sitting by people that stink because of a lack of higene. I'm pissed about the drunk that boarded beside me, and spilled his red wine on my suit. The other airlines say that it wouldnt be right to ask them to de-plane. It would offend or violate their rights. Southwest says, hey, our 200 other passengers have rights too. Go SouthWest.

i find this policy insulting and discriminatory. I work with disabled adults and children of all shapes and sizes and find this abuse of them unconscionable. I am boycotting Southwest Airlines for this absurd and abusive policy. Are individuals in Wheel Chairs charged additional fare? Are those with hearing disorders who require extra time from the flight attendants charged extra for the service? Are the elderly who hold up the lines and make others wait to board and deplane charged an annoyance fee? Well if not, then selecting this particular trait to punish customers for is abusive and offensive. It is solely based on the annoyance of other customers and it is absurd. I refuse to fly Southwest until this policy is reversed and urge everyone else to do the same. While some of us may need to accommodate a person of size beside us, my experience is that that is far less offensive than many other traits of airline passengers that ride without penalty. What is next? A fee for parents with unruly or crying children? That certainly has disrupted more flights for me than being next to someone who is large. Perhaps a class action lawsuit under ADA for those who are overweight based on a disability would end this discriminatory policy.

In the past two years, I have logged more than 150,000 air miles on almost every airline in the sky. Southwest is and remains my favorite because of the way I have watched them treat their passengers. I have never seen the air crew be hostile or rude to any passenger that didn't start a problem on the flight, and I have to question the reported incident by Mr. Smith. Sure, it can be difficult with passengers, but SWA has always been professional in my observations.

I have recently discovered Jet Blue to be friendlier and more accomodating, I applaud Mr. Smith's courage and criticisms of your airline and will also never fly with you again. Never ruin a perfectly good apology with an excuse. The man did not get any bigger between the time you let him on the plane and when you made him get up and walk off it in front of everyone. To publicly humiliate someone and then try to pretend it was a safety issue makes me wonder what else you would try to cover up. Something like this should not be an arbitrary decision left to a pilot who may just be mad at the world that day because some fat guy cut him off in traffic or bagged his daughter. Airlines have rules for size and weight limitations on baggage. If it's truly important do the same thing with passengers. This is not rocket science. You should be ashamed. The issue is not whether he was too large, it's your total lack of a cohesive and fair policy that is enforceable without this long "walk of shame" that has become the hallmark of how Southwest treats it's passengers.

Sounds like great publicity for his new film. For all the haters, how would you quantify 'too fat'? Over a certain weight? Pant size? Need a seatbelt extender? How long it takes you to get your shoes back on after going through security? Flying is already miserable enough without obese folks squeezing you out. The seats are small, but if you need 2 then pay for 2. I would fly Southwest all the time if it was remotely convenient from Minneapolis. Haven't been on an on-time Delta/Northwest flight in months. I applaud Southwest on their policy and their blog.

I don't know what's MORE PATHETIC, that apology that wasn't EVEN a apology by SWA or the SAD, PATHETIC people who agree with SWA's concerning Kevin Smith's mistreatment. IF those ignorant people cared about the FACTS of the story instead of being typical SHEEP (spoon fed and believing ONLY the large corporations side of the story) then they would have seeked out BOTH sides of the story. And if they possessed ANY common sense and could READ then they would have found out THAT KEVIN SMITH WAS NOT KICKED OFF THE FLIGHT FOR BEING "TO FAT TO FLY". I'm sure SWA's is very happy to learn that some of their customers are as ignorant as their busniess practices are.

Why apologize to this guy Southwest? I get to have my space and comfort invaded because of somone else who thinks they are too special to worry about others? Stick up for your rules and take no apologies! Thanks for reminding me of this rule, next flight I am on and someone is spilling over into my space (even if you can get the armrest down doesn't mean you aren't spilling over) I'm going to get them reseated or even seated in the terminal waiting for a flight with enough room for them!

Wow, I have never seen a company release private information about a customer to the public before. If you did that to anyone else they would have a bank of attorneys doing their best to close you down. You owe him an apology, without all of the orwellian double speak.

Wow - I saw this on my local news. I think he deserved to have the pilot on his knees giving an apology to him. Also, a 100 dollars voucher is insufficient; I would say an incident like this should have given him at least 1000 dollars. The apology was insufficient and so is the title of this blog. I will never fly Southwest.

In the future, airlines will probably charge passengers for their flights, based on poundage they are carrying, including all carry on luggage. just like UPS Fedex, etc.

Your logic regarding Smith being a safety risk doesn't hold water. You let the infirm fly, do you not? Is it not also the case that " timely exit from the aircraft in the event of an emergency might be compromised" by the old lady that was seated next to Smith? What about someone that needed a wheelchair? - Obviously you lie regarding the safety factor. It is believable that you have a policy to address the comfort of your passengers, however there doesn't seem to be anything about this incident that would suggest that any other passengers comfort was involved. I am a fairly regular flyer from Seattle to Cali, and I like to save a buck as much as the next guy so I always have flown SWA when I had a choice but I'll fly the "Greyhound of the Sky" no more, because of the poor customer service I've seen with this airline.

Hey Southwest Airlines, Since you arbitrarily apply policies so randomly - like your discrimatory size policy - it's best you HOLD OFF on throwing people out of their seats and humiliate them in process on FAT TUESDAY, tomorrow. It would be such a BIG PUBLIC RELATION NO-NO!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!!! Please make me believe in you, again. Your customer service had been in the pits for a long time. I have never know of a company resorting to public humiliation to get their customers to follow their policies. For example, I have seen all too often how flight attendants berate people for not stuffing their 2nd carryon overhead or underneath the seat if front of them - despite them being in the very last row. It would have been nice for the flight attendant's IQ to be above average intelligence to be able to deduce that: "oh it's a full flight, this poor person must have not found anywhere to stow the carryon and perhaps SW should do more to enforce carryons to be their required size". This way there wouldn't be an issue for the people in the last row to stow their belonging properly. It just takes a little more effort to use kind words to get the message across - unlike what I witness, the berating of this last row flyer for not listening to her a 2nd time. She didn't at all listen to the customer about there not being any room anywhere for her second carryon which contained fragile items. Just saying most flight attendants, of late, are very sour faced and unwelcoming robots - THAT NEEDs TO CHANGE ROYALLY!!!!!!!!!

I've Flown While Fat before and even though the armrest did come down, I felt bad for the person next to me because I know he had to sacrifice some comfort. I had fit fine on the departure flight, so I wasn't expecting the seat to be a different size on my return flight. Lucky for me, the person next to me and the flight attendants had hearts and didn't decide that an hour of uninterrupted comfort was worth more than my dignity. Delta did a great job in training their employees to have empathy and show good customer service. I can understand the necessity of the policy, but I would have been totally humiliated if someone had pointed out how fat I was after I was already seated in front of a bunch of other passengers the way SW did to that girl that was on Kevin Smith's return flight. All I can say is thank God I wasn't flying Southwest because if it was me, it would probably still bother me today. It's time that Southwest realizes that public transportation, no matter what the cost, is never going to be flawlessly comfortable. They need to have a size/weight chart that is easy to look up on their website, and if you're over the weight for your height, you know you have to buy two seats or risk the humiliation. If you're not over it, the pilot and flight attendants do not get to decide that you're a safety risk. People should not find out they're too fat to fly after they've already taken a taxi to the airport, gone through security, checked their bags, boarded the flight and are in front of an audience. That shows poor people skills and poor business skills on the company's part.

The question is less about whether the armrest can be down and more about whether the individual's body mass is intruding into space that they did not purchase. If I purchase space on an airline I do not expect to have that space embezzled by someone who did not chose to purchase adequate space. As far as having the airline ask the people sitting next to them if they are comfortable - people will tend to say "its fine" due to being uncomfortable with being non-PC. In the case of the airline only providing one seat, that is their mistake.

This nearly happened to me as well, and I fit comfortably in a single seat in the rear of the plane with no "spillage" into other seats. The steward wanted to put a rather large SWA employee, probably a pilot, next to me. This inconsiderate jerk, ended up squishing ME, but I didnt complain. He did though. He complained and the steward decided I was a the problem. I was told that I was the one who was too big, even though the SWA employee had at least 50 pounds on me, and was told that I would have to leave the plane or buy another seat... I only got to stay because other passengers took my side. They could see me being slowly squirted like easy cheese into the aisle from the moment SWA boy wedged in. This only got resolved when the guy was moved toward the front of the not quite full plane. In other words, and in my humble opinion, this is an arbitrary policy that certain employees use to their advantage for personal reasons. I have ZERO doubt that someone made an arbitrary decision based on their assumptions and not the facts at hand. I have seen some really really big people who got no grief while others are left alone. The better you dress the more you are left alone. God forbid you dress for a full day of sitting on a plane and have a fat face. No matter what the weight, you are gonna get the dead eye. I used to love SWA, but wont fly them again since my incident, doubly so to see a celebrity type get the same crap.

the truth is you all could care less about mr. smith and the fact that he is... what would the pc term be... oh! size challenged? I think Southwest SUX. Kevin Smith is not that large at all. By todays standards,most every one is overweight. I feel sorry for Kevin think Southwest needs to go beyond apology to make this right for him -- and for every other person you have humiliated. SOUTHWEST SUX!

This is why you need to fly a real airline..its called...Oh Continental! Southwest is great for people looking to fly cheap, and also be treated the same way!
